FR: Tell us a little about yourself and your role at Darlington Building Society.
I’ve been with Darlington Building Society for more than a decade now, having started as a branch manager before moving into a business development manager role and, ultimately, into my current position leading mortgage distribution. That journey has given me the opportunity to see the market from several different angles, which I think is incredibly valuable when you’re trying to build a proposition around what brokers actually need.
Today, my role is incredibly varied. I lead a fantastic distribution team, work closely with our clubs and network partners, and spend a great deal of time feeding broker insight back into the business. Just as importantly, I’m involved in conversations around products, criteria and proposition development because I firmly believe the broker voice should be represented whenever those decisions are being made.
FR: Darlington recently introduced Confidence in Every Case. Why was now the right time to launch that positioning?
For us, Confidence in Every Case wasn’t about creating another marketing line. It came from asking a very simple question: how do we want brokers to feel after they’ve placed business with Darlington? Everything kept coming back to confidence.
The mortgage market has spent the last few years talking almost exclusively about rates. Rates will always matter, of course, but when we sat down and looked at what brokers were telling us, it became clear that confidence was becoming just as important. Confidence that criteria will be applied consistently. Confidence that somebody will pick up the phone and have an honest conversation. Confidence that the answer at decision in principle is still likely to be the answer at offer, assuming nothing has changed.
That’s particularly important because brokers are trusting us with relationships they’ve often spent years building. Every recommendation they make reflects on their own reputation as much as ours. When you look at it through that lens, Confidence in Every Case isn’t really about Darlington at all. It’s about giving brokers the reassurance that every interaction with us will help them protect the trust they’ve built with their clients.
FR: What does Confidence in Every Case actually mean in practice for brokers?
It means knowing exactly what to expect every time you submit a case to us. Whether it’s a straightforward application or something much more specialist, brokers should know they’ll receive the same level of care, communication and consistency throughout the process.
Equally, confidence isn’t built by always saying yes and that’s a really important distinction to make. Sometimes the right answer is no, but brokers still deserve a clear explanation, a timely decision and an honest conversation. In many ways, that’s just as valuable because it allows them to manage expectations with their clients rather than being left in limbo.
Ultimately, confidence is built through lots of small moments rather than one big one. It’s the accessibility of our people, the consistency of our underwriting, the clarity of our criteria and the willingness to have straightforward conversations. Those things might not always grab the headlines, but they make a huge difference to the broker experience.
FR: Has the definition of a good lending partner changed over the last few years?
I think it probably has, although perhaps not in the way people might expect. Brokers are looking far more closely at the overall experience than they were a few years ago. It’s no longer simply about whether a lender can offer a particular product. They’re asking whether that lender is easy to deal with, whether they’ll receive consistent decisions and whether somebody genuinely understands the type of case they’re placing.
Technology has transformed the application journey and that’s a positive thing, but there will always be situations where experienced people making informed decisions add far more value than an automated process ever could.
I think brokers recognise that. They want efficiency, of course, but they also want access to knowledgeable underwriters, honest conversations and a lender that’s prepared to explain why a case does or doesn’t fit. Those things help brokers manage expectations with their clients and give them confidence throughout the process.
Ultimately, that’s where long-term relationships are built. It’s about knowing that, regardless of how straightforward or complex the case may be, you’re working with a lender that’s consistent, dependable and committed to getting the right outcome for everyone involved.
FR: You’ve made a number of changes to your proposition over recent months. How are those decisions made?
Everything starts with listening. We spend a great deal of time speaking with brokers, clubs and networks because they’re the people using our proposition every day. They quickly tell us where friction exists, whether that’s around packaging requirements, underwriting processes or areas where criteria could be made clearer.
Over the past few months, we’ve expanded our foreign currency proposition by increasing lending up to 90% LTV and simplified parts of our application process by removing unnecessary packaging requirements on qualifying buy-to-let cases. We’ve also reduced the amount of income evidence needed for employed applicants. These changes all came about from listening to brokers and asking how we could make it easier to place business with us.
FR: Darlington has picked up strong recognition from brokers recently. What does that mean to the Society?
It’s something we’re incredibly proud of because broker recognition carries real significance. Winning Best Later Life Lender at the Financial Reporter Broker Choice Awards in June was particularly special because those awards are voted for by the brokers we work with every day. For us, that’s a genuine reflection of the relationships we’ve built.
Having said that, awards are really an outcome rather than the objective. What matters most is why brokers choose to vote for you in the first place. If they see us as dependable, approachable and consistent, then that tells us we’re delivering the sort of experience we set out to provide through Confidence in Every Case.
At the same time, we certainly don’t see recognition as a finishing line. If anything, it raises expectations. It encourages us to keep listening, keep refining our proposition and keep improving the experience we offer because broker needs continue to change, and we want to make sure we’re evolving alongside them.
FR: Looking ahead, what would success look like for Darlington over the next 12 months?
Success isn’t measured purely by volumes or market share. I’d like more brokers to think of Darlington as the lender they can rely on when they need certainty. Not because we’re necessarily the biggest lender or the loudest voice in the market, but because we’ve earned a reputation for doing what we say we’ll do.
If brokers consistently feel confident placing business with us because they trust our people, our underwriting and the experience we provide from start to finish, then Confidence in Every Case will have achieved exactly what it was designed to do. That’s not something you launch once and move on from. It’s something you have to demonstrate, case after case, every single day.
